The 48-hour close-the-loop habit

The problem

Most teams collect CSAT or NPS, put it on a dashboard, and never reply to the person who gave a low score. The customer took the time to tell you something went wrong, then heard nothing. That silence is often what turns a bad interaction into a cancellation.

The fix

  1. Set a trigger. Any score of 1–2 on CSAT (or 0–6 on NPS) creates a task or ticket automatically.
  2. Assign an owner. A team lead, not the original agent. Fresh eyes, and it signals you take it seriously.
  3. Reply personally within 48 hours. Acknowledge, apologise if warranted, and ask one question: “What would have made this better?”
  4. Log the root cause. One tag per case. Review the tags monthly.

Tools to try

  • Your helpdesk’s built-in survey (Zendesk, Freshdesk, Intercom, Gorgias). Most can trigger a follow-up ticket from a low score natively.
  • Zapier or Make to route low scores into Slack or Teams if your survey tool can’t create tickets.
  • A shared spreadsheet is fine to start. Don’t let tooling delay the habit.

How to measure it

Track two numbers: % of detractors contacted within 48h (aim for 90%+) and retention of contacted vs. uncontacted detractors over the next 90 days. The second number is the one your CFO will care about.
